Contact centres, or connection centres?
The industry has always called them contact centres. The name describes the mechanics. It says nothing about how a customer feels when the conversation ends, and that is the part they remember.
What the word leaves out
“Contact” is a word about process. A customer gets in touch, an organisation responds, and the contact is closed. For years the industry has measured its contact centres in the same terms: how quickly calls are answered, how long they last, how many are handled in an hour.
Those numbers matter, and we watch them closely. But they describe how a conversation was handled, not what it achieved. A call can meet every service level and still leave a customer feeling like a case number.
What customers carry away
Customers rarely remember the hold music or the reference they were given. They remember whether someone listened. Whether the person they spoke to understood the problem, and whether it was put right. Above all, they remember how they felt when the conversation ended.
That feeling becomes what they think of your brand. It is the moment a customer decides whether to stay, whether to recommend you, and whether to come back the next time they need something.
So we see every interaction as an opportunity: to show your brand at its best, to give customers an experience they remember for the right reasons, and to create the connection that leads to advocacy, loyalty and, in time, retention.
- 01The interactionA call, a message or a chat, with a person or an AI agent.
- 02The feelingListened to, understood and looked after.
- 03AdvocacyA customer who speaks well of you to others.
- 04LoyaltyA customer who chooses you again.
- 05RetentionA relationship that lasts for years.
Not every conversation is a call
Customers call us. They also message us on WhatsApp late in the evening, and write to us when they want to set something down properly. Some speak with a person, some with an AI agent, and many with both in the course of a single query.
The channel changes. The opportunity does not. A reply on WhatsApp at eleven at night says as much about your brand as a call answered at eleven in the morning, and a customer who moves from a message to a phone call should never have to start their story again.
That is why we talk about interactions rather than calls. Every one of them is part of the same conversation between your brand and the person it serves.
People and AI, working to one standard
When a customer speaks with an AI agent, they are still speaking with your brand. So we design our AI agents with the same care we give our people. They speak in your brand’s tone. They tell customers they are speaking with AI. And they know when a conversation needs a person, and hand it over with everything that has already been said.
Our people, in turn, have the time and the context to listen. When AI takes care of the routine part of a query, the colleague who picks up the conversation can give their attention to the customer rather than the system.
Two kinds of agent, one aim: the greatest possible opportunity for connection between your brand and its customers.
We put your brand in the best possible position to serve its customers.
What a connection centre does differently
- 01
It listens for the reason behind every contact
We look at why customers get in touch in the first place, and work with our clients to remove the causes, so fewer customers need to.
- 02
It gets there first
When a customer is waiting on a claim, we send an update before they feel the need to chase. A customer who never has to ask feels looked after.
- 03
It treats every channel as one conversation
Phone, message or AI agent, the customer is known, the history travels with them and the tone stays the same.
- 04
It measures how customers feel
Speed still matters. So do satisfaction, complaints and what customers say in their own words, and we report all of them.
- 05
It looks after the people who look after your customers
Colleagues who stay know your business and your customers. Your customers can hear the difference.
Around 400 colleagues moved to a team our leaders ran, from two previous providers. Brought together under one management team, one culture and one standard, they lifted customer satisfaction.
So, contact or connection?
In the end, the name matters less than the outcome. Every interaction finishes with a customer feeling something about your brand. Our work is to make sure it is the right thing.
That is what we set out to do, on every call and in every message: to put your brand in the best possible position to serve its customers, and to make every conversation one they are glad they had.
